It was merely an expense.
Most boards and C-suites have bought into the premise that customer experience is where enterprise value is forged. Yet, three decades after Pine and Gilmore defined the Experience Economy, leaders still conflate activation with capability.
A pop-up in SoHo, an experiential flagship redesign, or a headline-grabbing campaign may create an ephemeral spike in engagement. But from an institutional investor, PE sponsor, or Audit Committee perspective, an unrepeatable experience is nothing more than uncapitalized operational noise.
Real enterprise value requires two interlocking disciplines:
1. Narrative Experience Architecture (The Frontstage)
Touchpoints—digital, human, physical—cannot operate as disjointed stunts. They must function as consecutive chapters of a unified, disciplined narrative. When each customer interaction compounds into the same strategic story, brand equity accrues rather than evaporates.
2. Operational Reproducibility (The Backstage)
As former Disney leaders recognize, guests only see the magic; they never see the industrial-grade orchestration that makes it repeatable. True institutional moats come from:
🔹 Codified Operating Models: Embedding service standards into SOPs, governance frameworks, and frontline incentives rather than individual heroism.
🔹 Unit Economics of Experience: Converting experiential CAPEX into predictable, high-margin OPEX that scales without margin dilution.
🔹 Systemic Interoperability: Aligning data architecture, human capital, and operational feedback loops so the exact standard can be reproduced at scale.
The Board-Level Reality:
If an experience requires continuous campaign injections to exist, it is an activation.
If it runs systematically through your people, processes, and balance sheet to generate recurring pricing power, it is an enterprise capability.
In an era where transactional moats decay within quarters, sustainable enterprise valuation belongs to those who operationalize storytelling into repeatable execution.
Does your operating model reproduce your brand promise every single day—or does it vanish when the campaign concludes?
